How to respond to negative reviews: templates and mistakes that make things worse

A well-answered negative review convinces more customers than ten unanswered five-star reviews. What others read is not the complaint, but how you react.

The five-step method

Respond within 48 hours and always follow the same order:

  • Thank them without empty formulas: “Thank you for telling us what happened on Tuesday.”
  • Acknowledge the specific facts without making excuses or denying them.
  • Explain what will change or what you reviewed, in one sentence.
  • Offer a private channel with a named contact: “Email me at… and I will look into it myself.”
  • Keep the closing brief. Do not ask them to change the rating.

Templates

For a service issue: “Hi, [name]. Thank you for telling us about Thursday's delay; you are right, and that is not the standard we aim for. We have already adjusted staffing for that time slot. If you would like, email me at [email] and we will resolve it directly. — [Your name], [role]”.

For an unmet expectation: “Thank you for your feedback, [name]. We understand you expected [X] and did not find it; we have clarified that information in [where]. You can reach me at [email] if you would like us to review it with you.”

For a review that seems fake: respond just as briefly and professionally (“We could not find a record matching these details; please email us at [email] so we can locate it”) and report it on the platform.

Mistakes that make things worse

Arguing about the facts in public, mentioning customers' personal data, using the same response for every review, asking for more stars, deleting your response after a customer changes their opinion and, worst of all, not responding.

There is a subtler mistake: writing too much. A three-paragraph response to a two-line complaint looks defensive, and nobody reads it. Three or four sentences are enough. If the case needs more, move it to a private channel and, once resolved, return to the review with one line: “Update: we resolved this with [name] on [date]. Thank you for giving us the opportunity.”

Share responsibility: define who responds, which signature they use and the deadline, then review responses weekly. The businesses with the best reputations are not those without complaints, but those that consistently respond well.

Turn complaints into measurable improvements

Group negative reviews by reason (timing, service, price or product) and review the trend monthly. A private NPS survey gives you the same detail before the complaint becomes public: on PosRank, each response explains why and may include a voice note.

Frequently asked questions

Should I respond to positive reviews too?

Yes, with a personalized line. It shows there is someone behind the business and improves the overall impression of the profile.

Can I ask for a negative review to be removed?

Only if it breaches the platform's policies (spam, conflicts of interest, offensive content or no real experience). A legitimate negative opinion is not removed.

Published by the PosRank team. Each platform's policies change; always check the current version before requesting reviews.
